OMNICHANNEL CUSTOMER SERVICE : Meeting Customers Where They Are.

3 min read

Customer expectations have evolved. People want convenience, flexibility and timely responses. They might send a WhatsApp message during their commute, follow up through email at work, or call a customer service representative when they need more detailed assistance. Businesses must therefore recognize that customers do not necessarily think in terms of communication channels. They think in terms of getting their problems resolved.

According to Freshworks’ 2026 Customer Service Benchmark Report, 52.7% of surveyed teams say good customer service plays a decisive role in winning customers over competitors. The report also identifies connected omnichannel experiences as an emerging standard.

Multichannel versus omnichannel: Understanding the difference

These two terms are often used interchangeably, but they represent different approaches.

– Multichannel service means offering customers several ways to communicate with a business, such as telephone, email, WhatsApp, live chat and social media.
– Omnichannel service means integrating those communication channels so that customer information and conversation history remain connected.

For example, imagine a customer who raises a complaint through WhatsApp but does not receive a resolution. They subsequently call the company’s customer service centre.

In a disconnected system, the customer may have to explain the entire issue again. In an integrated system, the representative can access the previous conversation and continue assisting the customer.

The difference is not simply the number of channels available; it is the continuity of the experience. To have a continued experience we have five pillars that we must adhere to.

Five pillars of an effective omnichannel strategy

1. Consistency across communication platforms
Customers should receive the same quality of service, professionalism and accurate information regardless of the channel they choose.

2. Integrated customer information
Customer interaction histories should be accessible to authorized service representatives, allowing them to understand previous enquiries and provide informed assistance.

3.Responsive communication
Businesses should establish realistic response and resolution targets across all platforms, ensuring that no customer enquiry is overlooked.

4.Empowered and well-trained employees
Technology alone cannot deliver exceptional customer experiences. Employees need the communication skills, product knowledge and authority to resolve customer concerns effectively.

5. Continuous monitoring and improvment.
An effective omnichannel customer service strategy requires regular monitoring and evaluation. Businesses should analyze customer feedback, reponse times, resolution rates and interaction patterns across all communication channels.

These insights help organizations identify service gaps, understand customer needs and make informed improvments.
Customer expectations continue to evolve and businesses must be willing to adapt their service delivery strategies to remain relevant and competitive.  Omnichannel customer service is not a one time investment, it is an on going commitment to improving the customer experience.
